Escalation
L1 runs the first diagnosis. Anything unresolved moves to L2 with full notes attached. If a purchase, an infrastructure change or a vendor is needed, it goes to the IT Infrastructure Manager. Critical issues escalate straight away, and we tell you before you have to ask.
Resolution
We fix it remotely or on site, then test it to confirm the problem is actually gone. Root cause and the steps taken are written on the ticket.
Closure
The ticket closes only after you confirm it is resolved. Resolution notes and time-to-resolve are recorded. Repeat issues go into a shared register, so we fix patterns instead of symptoms.
